V2 Grader Summary

The agent achieved a successful resolution with all nodes online, validating R1. However, troubleshooting lacked depth (T1, T2) and continuity (O3), as critical ISP configuration details were ignored despite being raised by the customer. Tool underuse and repetition of failed steps increased customer effort (X3), though ownership and final outcome remained strong.

V1 Case Analysis

Customer had 7-node Velop mesh that stopped working after ISP changed to AT&T fiber. Agent performed factory resets and 5-press resets, re-paired nodes via the Linksys app, and restored full connectivity. All nodes now show solid green/blue and internet is functional.

Troubleshooting Steps
  • Instructed 20-second factory reset of the parent node.
  • Guided 5-press reset on child nodes to enter pairing mode.
  • Assisted with app-based Wi-Fi connection and verification of node status.
Key Observations
  • Agent never asked for or recorded model, serial number, or warranty status.
  • The call lasted over an hour with many repeated or unclear instructions, indicating low efficiency.
  • Customer's friend had already resolved the ISP gateway bridge-mode issue prior to the call; agent focused correctly on mesh node recovery.
  • Agent provided correct factory-reset and 5-press procedures per KB guidance for Velop mesh nodes.
  • Customer explicitly confirmed resolution and expressed gratitude at the end of the call.
Positive Highlights
  • Successfully restored all mesh nodes and internet service using correct procedures.
  • Used appropriate factory-reset and 5-press procedures for Velop mesh devices per KB.
  • Maintained patience throughout a long and complex troubleshooting session.
  • Correctly interpreted solid green/blue lights as successful pairing indicators.
  • Successfully guided customer through app-based setup despite initial confusion.
Agent Errors / Gaps
  • Missing product model/serial collection and warranty verification despite lengthy troubleshooting.
  • Limited empathy; did not acknowledge the customer's frustration early in the call.
  • Excessive repetition and unclear phrasing about LED colors and reset steps.
  • Failed to diagnose that the underlying ISP bridge-mode issue had already been resolved by the customer's friend.

V2 Indicator Ratings

Resolution
R1 Met Issue actually resolved conf 98%
Customer states 'We are done! We are so done! Oh, thank you so much.' and confirms all nodes are green/blue, indicating full resolution.
R2 Partially Met Diagnostic thoroughness conf 90%
Agent guided resets and light checks but did not verify ISP bridge mode, internet connectivity, or use diagnostic tools like the app or router UI despite customer's detailed history.
R3 Met Correct resolution path conf 88%
Agent pursued a reset-and-re-pair path appropriate for a mesh system with nodes not coming online; no warranty or escalation was needed, and best-effort troubleshooting was performed for an OOW scenario implied by end-of-life devices.
Technical Accuracy
T1 Partially Met Technically accurate info conf 90%
Agent identified node light states and attempted pairing but skipped root-cause diagnostics—no questions about AT&T bridge mode, VLAN, or PPPoE despite customer explicitly mentioning ISP transition to fiber optic.
T2 Not Met Appropriate tools / resources used conf 94%
Agent did not use the Linksys app to monitor node status in real time, missed remote verification via UI, and relied solely on verbal descriptions—tools were necessary given complexity and prior unresolved effort.
T3 Met No misinformation conf 96%
Instructions for 20-second reset and 5-press method align with KB for Velop models; no technically inaccurate steps were given.
Communication
C1 Partially Met Clear & professional language conf 88%
Agent maintained basic control but had long silences, unclear transitions (e.g., sudden shift to 5-press), and failed to set expectations after reviewing record.
C2 Partially Met Confirmed understanding conf 85%
Agent adapted to Apple reference but used fragmented speech and unclear instructions (e.g., 'press, release' without rhythm), requiring customer repetition and clarification.
Customer Ownership
O1 Met Ownership & empathy conf 97%
Agent owned the case end-to-end, did not transfer, and persisted until customer confirmed resolution.
O2 Met Proactive follow-through conf 93%
Agent provided clear next steps (reset, wait, check lights), confirmed completion, and no further follow-up was needed post-resolution.
O3 Not Met Closure confirmation conf 91%
Agent checked record but ignored prior 1h47m call context, repeating resets already attempted; failed to reference or build on documented troubleshooting.
Escalation Judgment
E1 Not Applicable Correct escalation decision conf 100%
No escalation was performed and none was warranted as the issue was resolved during the call.
E2 Not Applicable Escalation prep & handoff conf 100%
No escalation occurred.
Customer Experience
X1 Partially Met Customer effort minimised conf 84%
Agent expressed appreciation but responses were largely transactional; minimal acknowledgment of customer’s emotional state beyond scripted closings.
X2 Partially Met Tone & rapport conf 83%
Agent attempted to match pace but instructions were often ambiguous (e.g., 'press five times' without timing), leading to customer confusion and repeated actions.
X3 Not Met Overall experience conf 92%
Customer repeated resets, manually navigated app flows, and endured long silences; agent could have reduced effort via app guidance or remote diagnostics.

Hi, Gerald. Are youelinked in the USA? You're not. He speaks English is he immaculate. So I was on the phone yesterday for one hour and forty seven minutes with a link tech specialist.
02:00
Speaker 2
Thank you for calling Access. My name is Gerald, and I'll. I am now. M.
02:00

because my network or my my ISP changed from Exinity to AT&T and it changed from regular cable access to fiber optic. And doing that of course it kicked out all my VLAN system. I have seven nodes. And so this gentleman tried so hard to get my nodes online. However he omitted to ask me if my modem had been put in a bridge mode. Because after I finished for an hour and 47 minutes, it was nine o'clock at night and I had been dealing with internet issues since eight o'clock in the morning, so 13 hours and my brain was just fried. So, um, I called my very good friend, who is my, guru and I said, okay, what am I not doing right? Because I can understand one Velop not connecting. And sometimes they've and these are end of life devices, but it has worked beautifully for the past two years. And then all of a sudden I changed from traditional cable to fiber optic and then nothing worked. And so I knew that there was something that was being lost in the translation. Um, which was putting it as an, um, they call it a bridge mode or an IP pass through. Because what my friend was telling me is that both the Velop is trying to get an IP and the modem has its own IP. So they don't talk to each other. So he goes, disconnect everything and then start afresh tomorrow morning um because you are going to have to reconfig the at at least the three nodes that you had house reset um in order for them to speak to the modem and so I'm like okay I'm not doing this and it's timely it takes a minute so I I am calling you to ask you to assist me to preset preset the three nodes that this tech support had me reset and reset and reset over the course of one hour and 47 minutes What do you need from me in order to assist me? Yes I am.
03:00
Speaker 2
let me check your record. We I think you have a records. Are you Ann? Heyman okay
05:00
Speaker 1
Okay. Well, the parent node is solid red. Sorry, solid. No, it's red, it's red, red. the rock, do you mean the Velop or you mean the modem from AT&T?
06:00
Speaker 2
Let me read the documentation of what I have done so far. Chucking. What is the light of the the parent node. The main tower I mean. Is it more like a pink red or a red red? Red. Okay. I'm I'm just checking the documentation if you guys reset the the righter. Is it it's like I don't see it right here. Double check.
06:00
Speaker 1
Yeah, yeah, we did. Yes, we, we did reset those, but it wouldn't talk to because they were both trying to get IP addresses. Yeah, at this it's, yeah, it's at this point, it's a new parent node because now according to AT&T, they have placed my modem, the AT&T modem, the fiber optic modem, whatever you want to call it. They have placed that in a bridge mode or a pass through mode. Okay. I have a laptop. [silence] Okay.
07:00
Speaker 2
I know the the below your your mesh. Okay. So here's what we're going to do. We're still going to reset that parent node. The new parent node I I I I guess because it's that's right here. It's the new parent node. Yeah. I see. All right. Uh, let's figure out what to do with your link just rather you have a laptop that we can use or uh iPad.
07:00
Speaker 1
It's all Apple, by the way. Yeah. No, it does not. No, it does not. That was one thing that he also wanted to know. It doesn't. I have regular, like a, I have a
08:00
Speaker 2
is that a Mac? [silence] Does your laptop has a network port in the back or does that have, does that have, okay, okay. Got it. Press Enter. Press and hold the reset button of the new main node. Hold it down for 20 seconds. [silence]
08:00
Speaker 1
There will be green here. You're making a very faint blue. So hard to See. It's a very faint blue. All right. No, nothing changed. Still a saint. It's so hard to see, because the light shines into this closet. It's very bright here. [silence]
10:00
Speaker 2
All right, what's the light now? Is it magenta now? So you start this guy, who's been this kind of, hey, I'm sarcastic, good, good.
11:00
Speaker 1
Very faint blue. Correct. Yes. And so there's two plugs. One is plugged into the modem, and the other one to a switch. Because the switch is the one that is the Ethernet in the rest of the house. Correct. Correct.
12:00
Speaker 2
okay. At the bottom of the parent node, there are two ports. The cable is plugged into the ethernet port of the router, right? The mesh router and that. And the other end of the cable is connected to a wall patch or a switch hub or a modem, directly to modem? Oh, okay. But the switch is connected to the router, right? Not to the modem, right? [silence] Okay. [silence]
12:00
Speaker 1
No, no. Still the same, stay blue. No, no flash. It's solid. Yeah, it is. Solid blue means it's great.
13:00
Speaker 2
what's the light now, is it more like a magenta or pink light? Solid What is that for? Is that flashing or is it solid? uh that's weird it's like a dark blue? is it blue? What color blue means it's working?
13:00
Speaker 1
Well, that's what the guy was saying yesterday and that's why we tried another of the nodes like a child node, but they were all doing the same thing. And so, after having tried the third node, I'm like, I'm like, okay, this is not a node issue. This is a software tech issue. Now, it's a little bit of a stronger blue color. Still blue though. Maybe I should press the reset button again.
14:00
Speaker 2
did not set up the router. So, I'm confused why it's solid blue. If that remains solid blue even after doing reset, the problem might be a hardware or hardware issue. Hmm.
14:00
Speaker 1
Okay. I'm pressing.
15:00
Speaker 2
Yes, uh, we're gonna, we're gonna do that. But this, this time, make sure again that you have visibility on the light, that you can see when you're pressing the reset button, the, the light should turn to fading flashing red three times, then bright red, then solid um, blue, or red and blinking blue. I mean, the light will turn off, then blinking blue. This should be the expected likelihood. [silence]
15:00
Speaker 1
Keep some stain blue. Yeah, it does. Let's see here, look. It's the back of this thing. Power stripe. I'll do direct into an outlet and see if that helps.
16:00
Speaker 2
it's not doing anything? stays all blue. right, sometimes the problem is the power is it plugged into a power strip or the rack outlet? yeah, let's try that. [silence]
16:00
Speaker 1
[silence] A tight squeeze right here. Okay, let me try again. I look their link in blue. Oh, I have it pressed down right now and it's blinking blue. Uh uh. Okay.
17:00
Speaker 2
It's blinking blue now or you I mean that that could be a good sign. When it's red press the reset button and hold it down for 20 seconds. Well you're pressing the reset button? Let go let go of the reset button. Do it when it's red. Do the reset when it's red.
18:00
Speaker 1
[silence] Okay. Now it's red. [silence] Pressing the reset button. [silence] We'll have to link once, twice, three times. Now it's fading blue, fading red, and now it's green, and then red, and then off. Do I let go?
19:00
Speaker 2
Okay, you can let it go now. Yes. Yes. Okay. We need to wait three minutes for that, and we'll ...
19:00
Speaker 1
Seven nodes. Correct. What do you need? How many? None. I have no, I only have the power bar and that power bar doesn't seem very good. And I have two plugs outside of it. So I can plug in two. Well, they're not going to be right next to it. The mother node says
20:00
Speaker 2
[silence] how many notes you have in total? You based on the documentation, you have three, oh no, seven nosy, correct? How many can you plug in? How many can you plug in next to the, I mean right next to the main node and Yeah, can you power up? [silence] Let's do two. Get the two extenders and plug it into power. When it's red, do the reset.
20:00
Speaker 1
[silence] No, it's not. [silence] Swell. [silence] Swell!
21:00
Speaker 2
I see. Well, that's okay as long as it's not more than five feet. If it's more than five feet, that's going to be a problem. Okay, that's good.
21:00
Speaker 1
okay, the only other two that I plugged in that I'm waiting to turn okay, so you said when they turn red, press the button again until I see them blinking and completely off. all right, that one's reset. waiting for the last one to turn red. ok, then Mother Node is now red. Okay. For the mother node or the main node? Yes, yes, yes. But the only ones that I am plugging in are the ones that the tech support yesterday had me reset. All the other nodes I did not touch yesterday because I have a total of seven including the mother node. So I'm hoping they will be able to kick in once these three nodes that had been reset are going to work properly. Okay, so here is the other child node. I'm gonna press this one.
23:00
Speaker 2
s. OK. Are you still doing the reset, right? I know. For the child notes, I'm sorry, for the child notes.
24:00
Speaker 1
Okay. That's now pressed and done. So the mother node is now red. What do you want me to do now? Okay. Press release.
25:00
Speaker 2
okay Oh, just waiting for the child node to be solid red, as well. No, actually, we can we can start. So, at the bottom of the main node, there is a reset button. Press and release that five times, but not too fast, not too slow. It sounds like this. Press, release. Press, release. Do it five times, a second gap between presses.
25:00
Speaker 1
press, release, press, release, press, release, press, release, that was five times, now it turned amber, blinking amber or yellow or whatever you want to call it, [silence] from your mouth to god's ears.
26:00
Speaker 2
okay I'm gonna set the timer right now it usually takes three up to five minutes for that to be fully configured, but but yeah, I'm setting timer five minutes if there's no issue the expected light is solid blue or Aqua.
26:00
Speaker 1
I've had I've been without Wi-Fi for almost a month now. And this to getting this fiber optic in here was like a big to do for me. Thank you. Oh, you mean the mother node and the child nodes are red and the mother node is now green. Solid green.
27:00
Speaker 2
Oh boy. Also good sign so it's trying to communicate to the main node. Let's connect to the wi-fi of the main node. Maybe we can get internet now. At the bottom of the main node, not too sure if you have the wi-fi name ready but yeah let's check the main node WIFI. Bottom of the main node there's a wireless name and password. Can you give me the last eight uh digits of the the wi-fi name? It's usually the mac address. [silence]
28:00
Speaker 1
Yes, there's one on this set up Wi-Fi. Wi-Fi, which is the V loop setup and then there's a passcode underneath that or is it the other one? The Mac address and the serial number, which one? Okay. Yes, let me take a picture of that because it's virtually impossible to see. Okay. So the name is V loop setup I underscore or V loop I set up C as in Charlie, eight, six.
29:00
Speaker 2
the setup? The setup name. What's the setup name? [silence] Thank you. Let's go to your... [silence] You know, uh, that that's okay. Let's try your phone first.
29:00
Speaker 1
Yes. iPhone. Okay. Wi-Fi. Okay. Okay. Yep. Okay. The password. God. E. God to my. Yes. I did take a photo of it. it up. God. I gotta look into my photos.
30:00
Speaker 2
Let’s go to your phone settings and go to Wi-Fi settings. Is your phone iPhone? You said it’s Apple, right? Find the name underscore Vellup setting CI6. Is that showing? Top that, connect to it. Asking for a password. Yeah, that's the one at the bottom of the unit. Kind of small, so it might need you to take a photo of that. Okay, good.
30:00
Speaker 1
because I can't look at both screens at the same time. forward okay. [silence] Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Okay. Let me go. Okay. And one of these lines is now also green. Oh, no, they both are. Both are. Yes. [silence]
31:00
Speaker 2
It's connected, A g A. It's connected, okay. And the main node, the parent node, that's saying solid blue, correct? Green I mean. Great, well that's good news, that's good news. Even better. [silence]
32:00
Speaker 1
Okay. I do. Yeah. Okay. Connect the router to your modem. Okay, it's connected. Next. Mode, light is solid. Checking for internet. Okay. Use the same Wi-Fi settings as your current network. Yes. Continue. [silence] Okay. That's it. The router is now set up. Hello. He landed correctly. He's getting on. Simon, his name is? Simon. Okay. Yeah. Yes. Continue.
33:00
Speaker 2
okay um let's configure the wireless name now before we connect your other other nodes chal nodes since you have your phone connected to the Wi-Fi do you have the link lights app installed in your phone or or now okay open it up okay okay okay okay okay okay okay so hit search not down not search [silence]
33:00
Speaker 1
[KEEP_UNCERTAIN] linking your account, this could take up to a minute. creating login access. Now it's creating login access. I want to use the same password I've always had because our kids everybody that comes on and it says to reset your notes. I've done this. So I'm going to click that. I've done that. it's connected. plug in additional notes into the router. next. Make sure everything has finished and your nodes like is on. checking for internet. can take up to a minute. use the same the same thing. use the same [silence] access. I want to use the same password I've always had [silence] and [silence] cause we our kids, everybody that comes over [silence] it says to reset your notes. I've done this. So I'm going to click it. I've done that. [silence] it's connected. [silence] plugin additional nodes into the router. [silence] next. [silence] Make sure everything has finished and node light is on. checking for internet. can take up to a minute. [silence] same same
34:00
Speaker 2
Is that asking you to enter the router password or are you now creating a password? Hmm.
34:00
Speaker 1
same Wi-Fi settings as device will automatically connects that it's the same Wi-Fi name and password. Yes. continue linking your account. This will take up to a minute. And it's a progress bar and it's moving pretty fast. [silence] What does it says here? I've reset your node. I've done this. It's connected. Next. Node light is solid. Checking for internet. Make sure everything is still beautiful. [silence] Yes. Continue linking your account. Yes, it's saying the same thing over and over again. But it's three nodes so does it do it three times? Three times. Okay. Should I finish letting it log in? Okay, so you said delete the app. Okay, now it's deleted.
35:00
Speaker 2
It's the same. let's, you know. I think it's no, you don't need to set up the router. What you're doing now is you're trying to set up the router, but it's already set up. So what we're going to do is delete the app and reinstall it. Oh, sorry, what was that? Yeah, delete the app and reinstall it. Just plane lynx is. It's okay then.
36:00
Speaker 1
okay, checking for internet... this could take up to a minute. progress bar is moving. nice speed. still green on all three. okay. you name your Wi-Fi. Mhm. Yep. Next. Continue. Loggin email.
38:00
Speaker 2
Discname it The way it was before Whatever name it was before [silence] Oh skip.noted
38:00
Speaker 1
okay skip for now create your own router password usually has a complete setup without an internet connection 10 characters upper and lower, one number. wow that did not count. man man okay. eh eh 10 characters man they make it difficult
39:00
Speaker 2
Alright, skippity for now, just for now. Mm-hmm.
39:00
Speaker 1
Write this down, cause otherwise I will never remember this. Okay, done. [silence] Okay, this could take up to a minute. This says. I haven't gotten this far yet so I'm very excited. Please make sure that this is working already please. [silence] Okay. Network created. Now, let's connect your new wifi. Okay. Step one, go to your phone setting app and select your new wifi. Wifi name, and then yada yada. Step two, once connected, return to this app and hit OK. So, I guess I go to my settings on my phone. Okay. I am there. Next go to the? links app. next below. I follow instructions quite well. Looking for your child nodes. keep your phone in this setup area. I am. [silence] Okay. so here are. My router, which is, I'm assuming, that's the mother node. and then it says lincess and then it has all the different... it has three
40:00
Speaker 2
Yeah. Settings-wireye. And find the wife and you created. Uh-huh. You're right.
43:00
Speaker 1
[silence] of them, but I have seven. So do we have to go and reset each and everyone? Oh my god. of a ping. Do I have to bring them up here? Or can I do that from the location where they're at? Ah. [silence] Yeah, I only have one plug and we can only do two at a time. Now, my two child nodes that are one, two, three and a half, four feet from the mother node, are now blinking red.
44:00
Speaker 2
Well, we're gonna. Yeah, for those nodes that are still to be added, we're gonna do that. No, you can't do that there. If you can plug them all in away from the parent nodes, at least three feet up to five feet, then we can add them at the same time. But if that's not possible, we'll do it two at a time.
44:00
Speaker 1
I guess they're trying to connect. Okay, so I'm not going to unplug them until they have gotten the green light. But I will go down. This is a big house and they are all in weird locations. I am going to go where some of them are. Okay, here is one. This one has a green light already. But is that a fake green light? Say hi there. You hear me? Hello? Yes.
45:00
Speaker 2
Right, this is Mr. Stoneting trying to connect, yes. [silence] Sorry, I didn't you asked me a question. I was trying to fix my headset.
45:00
Speaker 1
Uhm, so I went to the node that furthest away and it's connected through ethernet cable.Uhm, this one has a green light already. And this one is, what is this? because they all have these numbers on down on them. This is the one that ends with 2657 26, yeah, this one is connected according to the linkage app. So that one's good, right?
46:00
Speaker 2
[[silence] of that's right, we're here. [[silence] Okay. Oh, that's weird. [[silence] I guess that's good. Yep. [[silence] So we only need to add three more, right?
46:00
Speaker 1
see where the other ones are in the library of links nodes, because the ones that are blinking red, they probably so they're not, now they are green. So let me, so that one is the 2657. This one ends, and twenty-five ninety six, this one is connected. And this one is 7223. Okay, so this is one that was not connected. So ones that are now connected. Can I unplug them and move them where they need to go? Okay. I'm just connecting them while the other one is. okay, I have the other two, okay, so one is showing red, so I'm gonna do the reset on that one, right? Hello? Hello? was red that was in a different room but I had not done a reset on that. That one is now showing green. Does that mean I still have to do a reset on it? I think so too. However, it doesn't show on the on the connected node. It doesn't show up there. Okay, I can. Complete set up. I don't want to continue set up. Okay. [silence]
47:00
Speaker 2
I don't know. if it's solid green and it's connected on the app, we don't need to do a reset. I think it's connected and you close the app and we open it. click I don't want to continue set up.
53:00
Speaker 1
If you choose not to complete set up, your network might not work properly. Quit set up, complete set up. Okay. Okay. Manage Wi-Fi, set up new Wi-Fi network. So, I guess, manage. Okay. Okay. Enter my email address. I don't remember. Links are... Okay. Let's write a password. Okay. And it's the password that I created, right?
54:00
Speaker 2
quit sat up [silence] manage manage my wife yes manadaax traders password instead there's option router login or router password select that the second password you created yes the unique password
54:00
Speaker 1
Hi, login. Okay, and it says I have four nodes. And I should really have, one, two, yeah, oh, no one, turns red. So i have the master node, and three are offline, is the one that ends but 723. mentioned previously if for some reason one of your individual machines are shown offline so help me that I can see whether the machine is indeed connected or what something else it might be this one[silence]
55:00
Speaker 2
See, just make sense those child nodes, those red nodes right on the top. Press and hold the reset button on it down for 20 seconds each.
55:00
Speaker 1
